Jusqu\u2019\u00e0 pr\u00e9sent, c\u2019\u00e9taient des conjoints mari\u00e9s.<\/li>\n<li>Le R\u00e9seau de Transport de Longueuil (RTL) r\u00e9pond d\u00e9sormais aux\u00a0besoins de d\u00e9tente de la population et des touristes.<\/li>\n<li>\u00c0 la SAQ, la cr\u00e9ation d\u2019une zone \u00e0 petits prix a rendu tous les clients satisfaits. Ceux qui ont un petit budget trouvent rapidement un produit qui correspond \u00e0 leur besoin. Ceux qui cherchent du haut de gamme gagnent du temps aussi en ayant directement ce qu\u2019ils recherchent. \u00c0 l\u2019interne il y avait beaucoup de r\u00e9ticence. Les employ\u00e9s, plus jeunes que les clients, projetaient leurs propres contraintes budg\u00e9taires sur le comportement des clients.<\/li>\n<\/ol>\n<h2>Ce qui me m\u00e8ne \u00e0 la recommandation : valider avec des clients repr\u00e9sentatifs les points de friction qui ont \u00e9t\u00e9 identifi\u00e9s sur les parcours clients. Ces parcours sont souvent \u00e9labor\u00e9s \u00e0 l\u2019interne en se projetant ce que devrait ressentir le client. Mais, est-ce bien vrai ? Cette r\u00e9flexion a men\u00e9 \u00e0 des nouveaut\u00e9s en exp\u00e9rience client dans le secteur public.<\/h2>\n<p>Les organisations priv\u00e9es, Promutuelle, DeSerres, Toyota, Starbucks, Lol\u00eb et Kanuk pour leur part mettent l\u2019accent sur le lien de confiance avec le client.<\/p>\n<ol>\n<li>Promutuelle a mis en place un syst\u00e8me qui mesure la Taux Net de Recommandation(TNR) transactionnel. Alors qu\u2019autrefois il y avait peu d\u2019interactions avec le client, ils sondent 10 000 clients par semaine g\u00e9n\u00e9rant 3000 commentaires ! Lorsque le client est un d\u00e9tracteur, le gestionnaire du service appelle le client en vue de r\u00e9tablir le lien de confiance. Cela a eu un effet b\u00e9n\u00e9fique sur la motivation du personnel de premi\u00e8re ligne, alors qu\u2019avant l\u2019implantation, cela faisait peur.<\/li>\n<\/ol>\n<h2>C\u2019est bien que les agents de premi\u00e8re ligne aient leur indicateur. Ce qui permet de reconna\u00eetre leur r\u00f4le et leur importance. Je me dis aussi, qu\u2019il est sain de se distancier de ces indicateurs imm\u00e9diats, gare aux inflations \u00e9motionnelles !<\/h2>\n<ol>\n<li>Parfois l\u2019insatisfaction des clients est li\u00e9e \u00e0 des causes sur lesquelles l\u2019employ\u00e9 de premi\u00e8re ligne n\u2019a pas de contr\u00f4le (bug informatique par exemple). Quand l\u2019indicateur devient roi, j\u2019ai exp\u00e9riment\u00e9 lors de la location d\u2019un v\u00e9hicule la supplication de l\u2019employ\u00e9 pour avoir une note de 10. Pour lui,\u00a0 9\/10 est une catastrophe !<\/li>\n<li>DeSerres d\u00e9tecte la taille du client (adulte ou pas) pour mesurer le taux de conversion. Ceci exclut les enfants qui ne sont pas les payeurs. Les statistiques ont pris d\u2019autres valeurs et le personnel est en train de se les approprier et de se questionner sur les param\u00e8tres qui les am\u00e9liorent.<\/li>\n<li>Toyota demande lors de la transaction si le client souhaite faire partie de ses focus groups. Ceux qui adh\u00e8rent ont un taux de participation \u00e9lev\u00e9 aux sondages.<\/li>\n<li>Starbucks a retir\u00e9 son site internet de vente en ligne pour se concentrer sur la qualit\u00e9 de l\u2019exp\u00e9rience client. L\u2019application mobile, les espaces de consommation et ses caf\u00e9s sont devenus ls priorit\u00e9s de l&#8217;organisation.<\/li>\n<li>Lol\u00eb a pour sa part eu une strat\u00e9gie ayant recours \u00e0 des professeurs de yoga ambassadeurs et influenceurs pour vendre leur ligne de v\u00eatements au travers d\u2019un mouvement social ayant une forte intensit\u00e9 \u00e9motionnelle. Kanuk, un produit plus artisanal emprunte une voie bas\u00e9e sur le produit.<\/li>\n<li>Je suis rest\u00e9e sur mon app\u00e9tit \u00e0 propos des explications sur les technologies. Les explications donn\u00e9es par Google \u00e0 San Francisco en d\u00e9cembre 2017 \u00e0 propos de l\u2019utilisation de l\u2019intelligence artificielle \u00e9taient plus faciles \u00e0 s\u2019approprier et \u00e0 s\u2019imaginer comment les utiliser. On a utilis\u00e9 les mots de blockchain dans le service \u00e0 la client\u00e8le, mais l\u00e0 encore pas d\u2019explications.<\/li>\n<\/ol>\n<h3>En conclusion, les nouveaut\u00e9s en exp\u00e9rience client visent \u00e0 augmenter la satisfaction des clients et leur fid\u00e9lit\u00e9. Les organisations apprivoisent les indicateurs et comment les influencer.
